The shopkeeper who remembers your name

CRM stands for Customer Relationship Management. It is the way a business manages and improves its dealings with customers, using data about who they are, what they bought and what they asked for last time.

The kirana uncle who remembers your usual order and your festival discount already does this in his head. A CRM tries to give a big company the same memory, even when it has lakhs of customers and many staff.

A habit first, software second

People often say we use a CRM and mean a tool, such as Salesforce or Zoho. But the idea itself is the set of rules and practices a company follows when it talks to customers: sales calls, service requests, follow-ups and feedback.

The software just makes that practice possible at scale. It pulls data from the website, phone calls, email, live chat and social media into one record, so the sales person and the support person are looking at the same history.

Without that, you have probably felt the pain yourself: you explain your problem to one agent, get transferred, and have to start again.

A small example shows the difference. Two coaching centres use the same tool. One records every enquiry and calls back within a day. The other lets leads sit untouched. The software is identical, yet only the first gets results, which shows that CRM is mostly a discipline.

For a student planning a career, the roles around it include CRM executive, relationship manager, customer success manager and CRM administrator. Many are entry-level, and employers often ask for hands-on practice with one tool and basic SQL or spreadsheet skills.

Where you meet a CRM without noticing

When a bank relationship manager calls about a credit card offer, or an insurance agent knows your policy renewal date, a CRM is usually behind it. The same goes for an e-commerce complaint ticket, a hospital's appointment reminder, or a coaching institute chasing an enquiry.

In banking, you may also see CRM used for the person who handles a client's account, the relationship manager. Check the context, because the same letters can point to the system or to the person.

A coaching centre can log every enquiry, note which parents asked about fees, and remind the counsellor to call back in three days. That one habit alone often wins admissions that would otherwise be forgotten.

A good CRM also shows patterns: which customers keep coming back, which complaints repeat, and which leads never turn into sales.

Government departments now use similar systems for citizen complaints. A grievance number you receive after a complaint is essentially a CRM ticket: it records your issue, the officer handling it and the date by which it should be closed.

What a CRM stores and the usual features

At the core is a contact record: name, phone, email, company, source of the lead and a log of every call, message and meeting. Around that sit a pipeline view of deals at each stage, task reminders, email templates, and reports on conversions and response times.

Support teams use ticketing, where each complaint gets a number, an owner and a status. Marketing teams use it to send bulk messages to a chosen group, such as customers who bought a particular product last year.

Because the data is personal, Indian businesses also have to handle it carefully. Access should be limited to staff who need it, and the company should be clear about why it is collecting it.

A short history and a fair warning

The idea grew out of contact-management software of the 1980s, which worked like a digital address book, and through the 1990s it turned into full sales-automation products. Internet-based CRM tools arrived toward the end of that decade and made it affordable for smaller firms.

The warning is practical. A CRM is only as good as the data staff put in. If your team does not update it, you will get confident-looking reports that are wrong. Start with the few fields people will actually fill, then grow.

If you work in sales or marketing, learning one CRM tool is a useful skill, and it connects naturally to other business basics such as ERP, which handles a company's internal operations, and KPI tracking.

In short: CRM is Customer Relationship Management, the practice of remembering and serving customers well, helped by software. The tool matters less than whether the team keeps the records honest.
